Abstract

Purpose

This paper aims to examine the factors contributing to the helpfulness of online hotel reviews and to measure the impact of manager response on the helpfulness of online hotel reviews.

Design/methodology/approach

This investigation used a linear regression model that drew upon 56,284 consumer reviews and 10,797 manager responses from 1,405 hotels on TripAdvisor.com for analysis.

Findings

The helpfulness of online hotel reviews is negatively affected by rating and number of sentences in a review, but positively affected by manager response and reviewer experience in terms of reviewer status, years of membership, and number of cities visited. Manager response moderates the influence of reviewer experience on the helpfulness of online hotel reviews.

Research limitations/implications

Using the data from hotels in five major cities in Texas, the results may not be necessarily generalized to other markets, but the important role that manager response plays in online reviews is assessed with big data analysis.

Practical implications

The results suggest hospitality managers should strategically identify opinion leaders among reviewers and proactively influence the helpfulness of the reviews by providing manager response. Additionally, this study makes recommendations to webmasters of social media platforms in terms of advancing the algorithm of featuring the most helpful online reviews.

Originality/value

This study is at the frontier of research to explain how hotel managers can proactively identify opinion leaders among consumers and use manager response to influence the helpfulness of consumer reviews. Additionally, the results also provide new insights to the influence of reviewer demographic background on the helpfulness of online reviews. Finally, this study analyzed a large data set on a scale that was not available in traditional guest survey studies, responding to the call for big data applications in the hospitality industry.

Abstract

Purpose

This study aims to assess green food packages’ role in sustaining a restaurant’s curbside pickup service on three stages of consumer experiences: choosing a restaurant, evaluating their experiences of a recent purchase and weighing their post-consumption behavioral intentions after the recent purchase.

Design/methodology/approach

The service encounters framework and relevant literature guided the development of the questionnaire. A Qualtrics panel data of 314 valid questionnaires were collected and analyzed with choice experience, ordinary least squares regression and PROCESS modeling.

Findings

First, word-of-mouth (WOM) and function encounters significantly influence consumers’ first-time curbside pickup purchasing decisions. Then, service results encounter (besides distributor encounter) most significantly affects consumers’ overall curbside pickup experience. Finally, green food packages increase consumers’ shares of future purchases through their positive WOM intentions and extra efforts of revisiting the restaurant. Consumers’ perceived importance of green restaurant practices strengthens green food packages’ positive impact on extra efforts.

Practical implications

This study provides operational and marketing insights for restaurants to use food packages and sustain their curbside pickup service.

Originality/value

Besides assessing consumers’ evaluations and behavioral intentions for an off-premises restaurant service expected to stay beyond the pandemic, this research uniquely focuses on green food packages, a sustainability issue lacking research attention. The findings add new empirical insights to studies about sustainability and restaurant/food–retail operations.

Abstract

Purpose

The purposes of this study are to synthesize the current research findings reported in major hospitality and tourism journals and to discuss the knowledge gaps where additional research endeavors are needed.

Design/methodology/approach

A systematic review approach was adopted to analyze 67 research articles about online reviews that were published between January 2000 and July 2015 in seven major hospitality and tourism journals.

Findings

This study presents a thematic framework of online review research, which was advanced by integrating the interactions among quantitative evaluation features, verbal evaluation features, reputation features and social features of online reviews with important outcomes of consumer decision-making and business performance. The thematic framework helps researchers identify the areas in extant hospitality literature of online reviews and point out possible directions for future studies.

Research limitations/implications

The systematic review approach has a qualitative nature, where relevant literature was interpreted based on the authors’ domain knowledge and expertise.

Practical implications

Practitioners can gain a comprehensive understanding of the dynamic relationships among the key influential factors in online reviews, as presented in the thematic framework of online review research. Accordingly, managers will be able to develop effective strategies to leverage the positive impacts of online reviews to the business outcomes.

Originality/value

This systematic review synthesizes the findings reported in most recent publications (January 2000-July 2015; also including “Online First” articles) in seven major hospitality and tourism journals and develops an integrated research framework, anchoring on four meta-research questions and showing the dynamic relationships among the key players/factors/themes in online review research. This framework provides a visual diagram to practitioners for a better understanding of the relevant literature and assists researchers in developing new research questions for future studies.

Abstract

Purpose

Buyers (renters) and sellers (hosts) on peer-to-peer (P2P) room-sharing websites make purchasing/selling decisions based on each other’s demographic information published in the cyber marketplace. Nevertheless, how this reciprocal selection based on the similarities between renters and hosts may lead to a successful P2P transaction of such services has not yet been discussed. Building on the similarity–attraction paradigm, this study assessed the similarity effects between renters and hosts on the likelihood of a P2P room-sharing transaction.

Design/methodology/approach

A logistical regression model was employed in analysis, using a large-scale, granular online observational data set collected from Xiaozhu.com, a primary home-sharing platform in China.

Findings

Renter–host similarities in age and education significantly affect the likelihood of a P2P room-sharing transaction. As the number of listings managed by a host increases, the effect of age similarity decreases. While a renter’s experience with a room-sharing website negatively moderates the similarity effect of age, it is a factor positively moderating the similarity effect of education.

Research limitations/implications

Other possible host–renter similarities were not analyzed due to the limitation of the data source. The reciprocal selection process for room-sharing services was acknowledged by integrating buyers’ and sellers’ data into one analysis.

Practical implications

Implications are advanced for the stakeholders of room-sharing business, including entrepreneurs running a room-sharing website, operators of short-term residential rentals and hoteliers.

Originality/value

This study represents a first attempt to research the buyer–seller similarity effects on the likelihood of a P2P transaction in sharing economy.

Abstract

Purpose

This study aims to assess a moderated-mediation model to account for the relationship between customer mistreatment and frontline hotel employees’ customer-focused voice, where their organization-based self-esteem (OBSE) served as a mediator and their felt trust (reliance and disclosure) by supervisors served as a moderator.

Design/methodology/approach

The data were collected through paper-based questionnaires in a cross-sectional survey, consisting of 319 valid supervisor-employee-paired responses from 33 international tourist hotels in Taiwan. Regression analyses were used for hypothesis testing.

Findings

OBSE mediates the negative effect of customer mistreatment on customer-focused voice. Employee felt reliance intensifies the negative impact of customer mistreatment on OBSE, and this interaction effect, in turn, reduces customer-focused voice through OBSE. The employee felt disclosure marginally significantly buffers the effect of customer mistreatment on OBSE.

Practical implications

Given the adverse effect of customer mistreatment on customer-focused voice through OBSE, hotels should strengthen employees’ service mindset and value their suggestions. The double-edged effects of felt trust suggest that managers should form a trusting relationship with their subordinates and reassure them that isolated incidents of customer mistreatment will not jeopardize their reputation.

Originality/value

This study integrated sociometer and self-consistency theories to examine OBSE as a psychological mechanism to explain the mistreatment-voice process. Besides assessing felt trust’s two-dimensional effects, this research is possibly the first attempt to examine felt trust as an enabling force or a threat to OBSE in the context of customer mistreatment.

Abstract

Purpose

This critical reflection aims to initiate an engaging dialogue about the labor shortage challenge facing the hospitality and tourism (H&T) industry. This paper discusses RQ1. Will the worsening labor shortage challenge improve in the short term? RQ2. How can industry professionals and academic leaders/professors work together to address the labor shortage issue? RQ3. How can academic research help address such a challenge?

Design/methodology/approach

RQ1 was answered with three propositions in a critical reflection of relevant news updates, industrial/market reports and carefully selected relevant literature. Suggestions were made to respond to RQ2 and RQ3 in three areas of talent management: talent acquisition, learning and development and talent retention.

Findings

The worsening labor shortage challenge will likely continue for some years due to an imbalance in labor supply/demand. The H&T industry should work closely with the H&T programs (one key supplier of managerial talent) to find solutions to the ongoing problem.

Research limitations/implications

This reflection focuses only on preliminary suggestions but could inspire related research endeavors.

Practical implications

This paper suggests numerous industry–academia collaboration initiatives under talent management to address the worsening labor shortage.

Social implications

A strong industry–academia collaboration would address low enrollment in H&T programs, helping them recruit and retain top students. Eventually, a larger student candidate pool for managerial talent could help the industry meet the shifting labor demand.

Originality/value

This timely reflection addresses a critical, worsening labor shortage situation in the H&T industry by offering original ideas and calling for a broader and more in-depth discussion among all H&T stakeholders.

Abstract

Purpose

The purpose of this study is to examine the effects of host attributes and travelers’ frequency of past stays and their interaction on the likelihood of repeat purchase of home-sharing services at both the host and listing levels.

Design/methodology/approach

A combination of econometrics analyses using a large-scale, granular online observational data set collected from a home-sharing platform was performed.

Findings

Travelers exhibit salient loyalty to home-sharing services. At the host level, host attributes including acceptance rate and listing capacity positively affect travelers’ likelihood of repeat purchase; such effects diminish as travelers’ frequency of past stays with a host/listing increases. At the listing level, confirmation efficiency and acceptance rate are critical, and travelers’ frequency of past stays matters.

Research limitations/implications

Responding to the call for more research on customer loyalty of sharing economy, this study instantiated on a home-sharing website in China and adds a unique perspective to the research domain, but its findings may not be generalized in other settings.

Practical implications

This study identifies the factors affecting customers’ repeat purchase behaviors at both the host and listing levels, allowing the hosts, webmasters of home-sharing websites and even hoteliers to advance specific tactics to promote repeat purchase among travelers.

Originality/value

Loyalty was measured with real-time internet-enabled observational data about travelers’ actual repeat purchase behavior on a home-sharing website, rather than assessing consumers’ behavioral intentions through the conventional survey method. Two specific levels of customer loyalty were analyzed, including the ones towards a service provider (host) and a service product (listing).

Abstract

Purpose

Guided by the social exchange theory, this study aims to examine the mediating relationship among trust in employee, felt trust, and trust in supervisor, and these trust-related factors’ direct and indirect effects on frontline hotel employees’ customer-focused voice and silence.

Design/methodology/approach

Survey questionnaires were distributed to collect 307 valid paired supervisor–employee responses from 32 hotels in Taiwan. Structured equation modeling was used to test the hypotheses.

Findings

First, treating trust-related variables as two-dimensional constructs (reliance and disclosure), the results confirmed that reliance-based trust in employee increases trust in supervisor through felt trust. Second, supervisor trust in employee was generally stronger than employee felt trust. Third, while felt reliance and disclosure-based trust in supervisor were found to promote customer-focused voice and discourage silence, such opposite effects on voice and silence were not observed for reliance-based trust in employee, felt disclosure and reliance-based trust in supervisor. Fourth, indirect effects of trust in employee and felt trust on voice and silence through trust in supervisor received partial support.

Practical implications

This study provides business insights into managing frontline hotel employees’ voice/silence behaviors through trusting relationships.

Originality/value

This study verified employee felt trust as a mediating mechanism in their trusting relationships with supervisors as well as supervisors’ roles in initiating trust in vertical dyads. Using a two-dimensional trust measure, our analysis illustrated the differential effects of trust-related variables on customer-focused voice and silence, shedding light on the double-edged effects of felt trust and trust in supervisor as well as the conceptual distinction between voice and silence.

Abstract

Purpose

The purpose of this study is to document how restaurant’s business-to-consumer communication strategies evolved on Facebook over time and how consumers’ reactions to a variety of Facebook messages changed over time.

Design/methodology/approach

This study analyzed 2,463 Facebook messages posted by seven quick-service restaurant chains and three casual-dining restaurant chains in the fourth quarter of 2010, 2012 and 2014. ANOVA and post hoc t-test were used to compare the differences among four media types (photo, status update, video and hyperlink) in terms of their usage by companies and Facebook users’ reactions to these messages (measured by number of “Likes”, number of comments and number of shares).

Findings

Over the three periods of time under observation, there is a substantial decrease of status updates by restaurants and a dramatic increase of photo updates. Photo remained as the most “popular” media type, receiving most “Likes”, comments and shares from consumers. Video was not considered “popular” in 2010 but experienced a slight increase in usage and slowly emerged in 2012 and 2014 as another “popular” media, which no longer had statistical difference with photo in number of comments and shares.

Research limitations/implications

Some limitations include an under representable sample and its longitudinal design, but the findings provide additional insight to current literature in social media.

Practical implications

A series of suggestions were advanced from the findings to help hospitality managers better engage Facebook users.

Originality/value

This is probably the first time-series or longitudinal-like analysis in social media research and yields meaningful findings.
